Minerals-Water Limited: How NOT To Treat Your Customers

I've been blocked by a seller on eBay for simply enquiring as to why I had not received the replacement product they promised. Yes, you read that right - a seller trading as Minerals-Water Limited has blocked me on eBay for simply enquiring about a replacement product. What kind of seller treats its customers in this way!

Minerals-Water Limited (Update: Now trading as Clear Minerals Limited) is a UK company based in Purfleet, Essex who supply food additives, health and beauty, weight loss and detox products, sport supplements, water filtration systems, chemicals and packaging. As well as having a website (minerals-water,co.uk), they also have storefronts on eBay and Amazon where they sell their products.

It all started late last year when I ordered 500ml bottles of pharmaceutical grade Propylene Glycol (PG) and Vegetable Glycerine/Glycol (VG) from Minerals-Water for doing my own e-liquid mixes. As a smoker for more than 30 years, I now use vaping as a substitute for smoking which I've been doing for the past two years since giving up the cigarettes.

When I received the two items a few days later, I noticed that the VG had a very short shelf-life of just 6 months compared to the PG which had a normal 12 months shelf-life. Having a 6-month shelf-life is very unusual as these products from other sellers usually have a shelf-life of 12-18 months. Having a long shelf-life on these products is very important as anyone who mixes their own e-liquids will tell you.

When I contacted Minerals-Water on eBay to ask why the VG had a short shelf-life, they blamed it on the supplier. I asked if the VG stock was old stock given the difference between the shelf-life of both products, but they assured me that it wasn't. It was agreed that before I do another purchase, I would send them a message to find out the shelf-life of their current stock. In their response, they offered me a replacement which I thought was very decent of them considering I never asked for one. Fast forward to 2018 and no replacement has been received.

With it being a low-cost item and with being unwell recently, I actually forgot about the replacement. It was only when I was going through some of my old emails at the beginning of the year that I remembered. Although it was a low-cost item, I decided to contact Minerals-Water on eBay anyway to enquire as to why no replacement had been received as they did promise one. You can guess their response! Apparently, they checked their archives and said a replacement was posted. When I pointed out to them that all items that I order online (and I do order a lot) are delivered successfully and could they possibly send another replacement as the first one had not been received, no response (or replacement) was received.

I actually discovered the blocking last month on eBay when I decided to do another purchase because my current stock of VG is running very low due to the previous supplied bottle now being out of date. When I tried to add an item from the Minerals-Water store to my basket, the following error message appeared: "This seller won't sell to buyers that do not meet their requirements". Given my suspicions that I may be blocked, I decided to contact eBay.

After being passed to a customer support manager, my suspicions were confirmed; I had indeed been blocked by Minerals-Water. This is where it gets really interesting from a buyers point of view. When speaking with the manager, my messages with the seller were viewed and it was agreed that I had done nothing wrong to warrant the blocking. However, eBay were limited on what they could do to resolve the issue. The only option open to them was to send Minerals-Water an email in the hope that they would remove the block. A few weeks later and the block has not been removed, hence the reason for this post.

During my conversation with the manager, it was discovered that eBay give full control to sellers on who they can block. While this may be fine when dealing with buyers who are abusive or frequently return items for no good reason, it doesn't protect the innocent buyer from being wrongfully blocked. Given that sellers are using the eBay system to sell their products, why would eBay have no control over the blocking system? This seems rather odd and quite frankly unacceptable from a buyer's point of view. What's stopping a seller from blocking you simply because you enquired about a replacement or refund? It happened to me! I did suggest to eBay that they should include information in the Terms and Conditions to protect the buyer from such actions. They said that they would but I'm not convinced that these changes will be made.

Given my experiences with this seller, my advice is simple: Be careful if you decide to do business with Minerals-Water on eBay (and Amazon), more so via their website where you will have less protection. Remember, if you're wrongfully blocked by this (or any other) seller, eBay are powerless in what they can do in removing the block. The same could also be true with Amazon. Whether you're a vaper or not, be warned if you're thinking of buying your VG, PG or any other time-sensitive products from this seller as the items you receive may have a short shelf-life. You may also not receive a replacement even though they may have promise you one. Given the way this seller treats its customers, I would recommend shopping elsewhere!

As some of you will know, it's very rare that I do a negative post on a business, but I feel it's justified given the unwarranted actions of this company. Although they're a top-rated seller and have an impressive positive feedback percentage on eBay, this means nothing if they're treating customers unfairly when it comes to product replacements. Making sales is one thing, but you must also provide good customer service; anything less is just not acceptable. I did send them an email prior to this post being published, but again they failed to respond. Maybe this post will grab their attention and force them to act - we can only hope! :)

FAQ Pages: A Handy Form Of Content Creation

No matter how well you structure your website and how much detailed information you provide within the content of your pages, you will soon find that you are repeatedly asked exactly the same questions about your product or service. Sometimes a little more frequently than you would like.

Including a FAQ page on your website serves several purposes, but perhaps most importantly it will help you to minimise that "Groundhog Day" feeling and stop you rolling your eyes and praying to whoever is listening that this will be the last time you will ever have to repeat the same information again. Before of course you politely answer the question!


FRANTIC SEARCHING

Another way of looking at it is to think how frustrating it can be when you are looking for the answer to a fairly simple question but you cannot find the information anywhere. You don't have time to send them an email so what do you do. Do you push on regardless or find another site with a more helpful approach?

So, what other advantages are there to be had from having an FAQ page and how should you go about setting one up? Read on to find out...


FAQ Pages - The Benefits

  • Save time - repeating the same information time and time again is not just frustrating; it wastes your valuable time too. Time you could be using far more constructively elsewhere.

  • Keep your site visitors happy - Being able to find the answer to their questions or concerns quickly and easily ensures that visitors have a positive experience whilst using your site and will ultimately give them a positive impression of your site and your business.

  • Add Informative, fresh content for your website - adding new, relevant content on a regular basis will help you to improve your search engine ranking and outrank your competitors.

  • Hook more customers - if a person cannot find the information they require immediately and they are too busy or too shy to make contact with their enquiry, you run the risk of them taking their custom elsewhere.

    Providing site visitors with the information they are looking for however will encourage them to take the next step and helps you to convert more visitors to leads.


Compiling Your FAQ's - some handy tips

START WITH THE OBVIOUS

The obvious place to start is with the questions you are usually asked by your customers and site visitors. New businesses that do not yet have the benefit of this experience will have to "wing it" slightly and compile a list based on the questions they think they are most likely to be asked.

UPDATE OVER TIME

Over time, new questions can be added to the original list based on prompts from your site visitors, allowing you to develop your list with yet more, relevant, fresh content.

STUCK FOR IDEAS?

If you are stuck for ideas, you could always "borrow" some great ideas from another site of a similar nature. I am not suggesting you copy anyone, just get the inspiration you need and re-write them in your own words. Don't plagiarise.

PUT YOURSELF IN THE VISITORS SHOES

Consider the process your visitors will go through when navigating around your site, from beginning to end, will help you to come up with potential questions they would want answers to.

ASK AROUND

Ask your colleagues, friends and family for their suggestions too, different people will have different perspectives and this will help you to compile a more useful list.

LEAVE NO STONE UNTURNED

Make your FAQ page as in depth and useful as you possibly can and your site visitors will love you for it!

Last but not least, why not try to include questions that people might be too embarrassed to ask but would really want to know the answer to nonetheless!

Organising Your FAQ's

The quantity of questions on your FAQ list will be dictated to some extent by the nature of your business.

As a general guide, I would suggest that if you have a fairly small number of questions, let's say up to fifteen, it would be fine to group them in one list, for people to scroll through.

To prevent people from having to scroll through an endless list looking for the information they need, it is advisable to break down and organise larger numbers of FAQ's into categories e.g. Delivery Information or Return of Goods.


How Many FAQ's?

Providing your FAQ page is full of questions and answers that are genuinely useful and relevant and the page is easy for users to navigate, the more FAQ's the merrier.

But never be tempted to fill the page with questions for the sake of it. If it is not a genuinely useful question/answer, don't bother including it. It will just be dead weight and distract visitors from the useful information.


Final thoughts...

So, there you have it. I hope that you now can see that an FAQ page is more than just about helping your site visitors find out what they need to know. It performs all sorts of roles.

However, without an FAQ page, your site visitors may be left frustrated as they look for answers to their questions, even if you have already included that information elsewhere on your site!

FAQ pages are not difficult to set up and if you have been running your site for a little while the chances are that you will have a list of FAQs in your head to get you started!

Our personal (and business) brands are on the line. Everything we do and say is documented and saved for as long as we have access to the Web. More so, others can shape the way people perceive your brand whether they're being truthful or not. Online reputation is quickly becoming a hot topic because everyone has a voice and this means the longevity of your brand could be on the line if you're not taking the actions to be remarkable.


Deliver Exceptional Content

Every piece of content you publish to the Web is a representation of your authority, expertise, and brand. It's essential that you take the time to create exceptional content. Content should be resourceful, entertaining, and share-able. You should give those consuming your content a thorough understanding of your topic and something actionable for the take-away. The quantity of content you produce does not matter - it's all about the quality. There are many competitors in any number of markets but if they're all saying the same, boring pitch then consumers don't really feel that any of their choices really matter...so they may just abandon their search. Having that USP will keep you out there in the front, on the tip of consumers' tongues, with the ability to generate buzz and build a passionate community around your offers.


Create Indispensable Resources

Content comes and goes, social media updates are forgotten, interviews go stale, and videos become outdated - one thing that never gets old is a regularly updated indispensable resource. Creating an industry-standard resource makes you the top dog in the market because not many competitors are willing to take the time and energy to develop free resources to the community because they're often holding back behind a paywall. "Pushing the free line" is a popular term floating within industries which takes in the idea that you create incredible content, for free, and use it as a vehicle for converting your visitor to the premium items because of the mentality that "if the free content is this good, I wonder what to expect when I have to pay?" A resource doesn't become forgotten with time - it becomes a defining asset to your brand and aids in the process of building your authority within your industry.


Don't End With A Thank You Email

Customer service has seemed to fall to the wayside ever since we've shifted a large amount of our commerce online. Customer service should be a priority more than ever because where others have dropped the ball - you will have the opportunity to be remarkable. The point is to avoid having a definitive end to saying "thank you" to customers and clients. After the thank you email should come a slew of phone calls, gifts, and discussions with the customers; this shows that you truly do care about their opinion and their use of your products/services. Offer a remarkable experience and you'll hook people to your brand for a lifetime.


Cultivate Your Culture

Build the culture that you want surrounding your brand. Take targeted actions toward growing your brand by sculpting every element of your work whether it's your tone when conveying ideas in your content to how you interact on social media. A following of 100 passionate individuals willing to share your content, provide feedback, and purchase new items is infinitely more powerful than thousands that are just passing through for free stuff. Cultivate the community from the very beginning by implementing content and marketing strategies that push your unique selling point and brand - through this you will build a presence more powerful than you can ever imagine.

Are you giving your customers an experience they'll never forget? Just because you own a business doesn't mean you don't know what it feels like to be a customer. Take a step back and imagine just how much your experience doing business with a company has an impact on whether or not you'll become a loyal customer. If the company goes above and beyond to make you happy, you're likely to refer your friends. On the other hand, if the company makes you feel like a number rather than a person, you wouldn't think twice about buying again.

If you're looking for ways to improve your customer's experience, here are six tips to keep in mind.


#1: Set the Guiding Principles

Do you have a set of guiding principles your employees can follow to set the expectations for every customer contact? If you don't, now is the time to create one. If you set a core set of principles, you can define what is required of your staff when they're in contact with clients and prospects. Having a set of guiding principles will help your employees have a guideline for what is expected of them and how to meet expectations. The guiding principles can help with quality control.


#2: Take Time to Connect

Do your staff members feel an emotional connection with your staff when they call or come in the office? You'd be surprised at just how important having an emotional connection is. A customer who feels a connection with a representative within your company is much more likely to stay loyal. Be sure your representatives are making the effort to make the lives of your clients better to improve the customer experience. One of the simplest things you can have your employees do is smile whenever they see a customer. Having a smiling environment will help your customers feel more comfortable. They will also be more likely to return to your store.


#3: Be Sure to Understand Your Customers

Understanding your customers needs and wants is all about being empathetic. You'll need to train your staff how to identify different personality styles, and which methods of empathizing with each personality type of most empathetic. You'd be surprised at how different your approach should be with an extrovert as compared to with an introvert.


#4: Get Feedback from Your Customers

There is no better way to improve your customer experience than to hear what your customers have to say. Customer experience management systems are an effective way to capture real-time insight that you can use to change principles. With customer feedback software systems, you can identify and deliver what the customers really want. Make sure you consider your customer's input and try to implement the suggestions you can.


#5: Listen to Your Staff

Do you give your employees surveys? If you don't, now is the time to do so. While customers know what they want, employees are the only ones who truly know what is holding them back from delivering exceptional service. Find out where the challenges lie so that you can resolve common issues.


#6: Quality Assurance and Coaching

You need to monitor your employees to ensure they are complying with the principles and procedures you have taken time to create. While quality assurance monitoring is important, you have to be willing to use the feedback to coach each team member. Without coaching, things will not improve.

Customers are paying for more than just a product or service; they are paying for an experience. Identify what must change, be proactive and take action to exceed the expectations of your clients.

How Social Media Is Replacing Traditional Customer Service

Your first question may be, is social media really replacing traditional customer service? The word "Replacing" may be a little misleading. Social media is being used by some companies to plug the gaps in their current customer-service service. The more foolish companies are removing money from their traditional customer service in order to fund their social media customer service - this is foolish strategy since social media will never fully replace traditional customer service. It is not a prediction; it is just a common sense fact, just as how the Internet never fully replaced TV or how cell phones never fully replaced landline phones.


What is traditional customer service?

This involves phone lines, online customer service forms, email, visiting in person, mail, fax, online instant messages (IM) and online conferences. They are means through which the customer may go about communicating with a company without using social media.


What are the benefits of traditional customer service?

Contacting a company by phone gives you a very quick response to your queries. Phoning a company is a good way of demanding quicker answers and allows you to voice your concerns and questions with the company. Online customer service forms make communicating a question or problem very easy, and leave the responsibly of re-contacting the user something for the company to consider and deal with. Just like IM, social media is able to offer swift resolution to customer's query whilst also being convenient at the same time. It is convenient for people who frequently use social media since they will have access to their answers at a faster rate, as they are likely to check their social media profiles on a regular basis. A social media customer service module may be manned by few people and yet still give productive results. It is also a function that is very easy and cheap to set up. The company will not have to invest in further phone lines or computer systems (and associated controls).

  • Adaptable - Help desk software can be geared to each company's specific needs. Many products are now cloud-based, meaning the system can be accessed from anywhere there is an Internet connection. Employees can work while travelling or even from home.

By improving efficiency and customer service, help desk allows a small business to market itself better:

  • Trust - As customers learn the company is able to quickly and efficiently handle issues, they will trust it more and may pass the word along to friends.

  • Data - Help desk can help gather information about customers that can be used to attract new buyers.

Business owners know a more efficient company can result in lower expenses and improved profits, but not every owner realizes how to go about making the necessary changes. Help desk software makes the process easier and can improve the productivity of a company in ways the owner never even imagined.

  • 55% of customers chose a company because of their good reputation for customer service.

  • 40% of customers purchased from a different brand because of their reputation for great customer service.

The bottom line? 85% of customers are willing to pay more than the average price for a product for a pleasant customer experience.

So where do you begin?

Here are three basic communication channels to consider to improve customer communication and to provide your customers with a memorable experience:


Social Media

Social media is a booming channel for customer service today. More people are plugged into social networking websites like Facebook, Twitter, and LinkedIn than ever before. When your business has a presence and a voice in social media, you can reach customers exactly where they are at.

You can speak their language. You can listen in on their conversations. You can answer customer questions and deal with problems before they become a bigger issue. On top of that, social media provides the perfect environment to reach out to customers in neutral territory and form long-lasting relationships, proving to them that you are a business they can trust.


Customer Service

Customer service is a basic component of any business, but its value should not be overlooked. When a customer calls you regarding a question or issue, they are looking for genuine support.

Having a well-trained staff that is knowledgeable enough to quickly answer customer questions and deal with customer issues over the phone will make a great impression on behalf of your business. Make no mistake that if a customer has to call again and again or has trouble reaching a representative, they will not likely do business with your company again.
